I have never truly suffered a loss until today. Today, I lost my wife. Ellen is the most beautiful woman on the planet. She is smart, strong and physically attractive. I'm with you MH. My example is Moe's the Fast Casual concept where the employees are scripted to say welcome to Moe's. I walk in there one night and their welcome to Moe's was so mundane and boring it made me want to turn around and walk out. I love your thought on your team will pick up on half of what you are doing right and 100% of what you are doing wrong. How true that is. Let's keep the dialogue going. I value your insight!

Michael: I'm interested in your reference to "formulaic service". I understand what you mean and I also give credence to the thought that it's not necessarily what you say, it's how you say it. Honestly, I go back and forth on scripting and here's why... I have seen specific scripting work like a charm. Somehow in the training employees are taught to do in a sincere genuine manner. In a way it makes service more tangible sort of like a food recipe - you have to follow it if you want the food to come out right. So many times managers speak in generic terms when they talk about service. I think we need to more specific if we expect behaviors to change. I'm interested in your opinion... Thanks.
